Customer Journey Marketing: Creating Momentum Across the Senior Living Journey

5 minute read
The senior living decision is rarely linear. It is emotional, highly considered and often unfolds over months—or even years. Prospects move in and out of the journey as needs change, new triggers emerge and confidence builds. And at each stage, they need different information, experiences and reassurance to help them take the next step.
That creates an important opportunity for senior living marketers: to make the customer journey the organizing principle for how marketing works.
When we understand where someone is in the journey, what matters most at that moment and what might help them progress, we can create marketing experiences across content, media, digital and sales that feel more relevant, connected and personal.
Different Moments Call for Different Experiences
Every senior living journey is personal, but there are recognizable shifts in what people need along the way.
Early in the journey, the opportunity may simply be to build familiarity and create a positive connection with the brand. Then something changes—a health event, the responsibilities of homeownership, a conversation with family, or simply a desire to think differently about what comes next.
As prospects begin researching, their needs shift toward education and exploration. As they move closer to a decision, they begin comparing options, evaluating value and looking for information and experiences that reinforce confidence in their choice.
Understanding these shifts changes the question we ask as marketers.
Rather than simply asking, What do we want to tell prospects? we can ask:
What does someone need at this moment to feel informed, understood and ready to take the next step? That shift—from what we want to communicate to what the customer needs—is at the heart of journey-based marketing.
Turning the Journey Into a Marketing Framework
Understanding the journey is only the beginning. The greater opportunity is using it to shape how marketing works. At Orchard, we use the customer journey as a connective framework for five critical elements of marketing: goals, messaging, touchpoints, experience and measurement.
Goals. What are we trying to accomplish at this point in the journey—from creating awareness and relevance to deepening engagement, building confidence or prompting a next step?
Messaging. What does someone need to know, understand or believe right now? Messaging can evolve from inspiration and education to differentiation, validation and reassurance.
Touchpoints. Where can we most meaningfully connect? Media, search, social, website content, email, events and sales each play a different role throughout the journey.
Experience. What happens when someone engages—and what should happen next? Digital experiences, content, calls to action, nurture and sales interactions should work together to create a natural progression.
Measurement. What behaviors indicate someone is progressing? Engagement signals can help reveal where interest is growing, consideration is deepening or additional information and reassurance may be needed.
The power comes from the connection between them. Each touchpoint has a purpose. Each interaction can build on the one before it. And together, they create momentum across the journey.
Understanding Progress Across the Journey
A journey-based approach also expands how we think about performance.
Reach, engagement, website traffic, inquiries, appointments and conversions remain important. But the customer journey gives us another lens through which to evaluate effectiveness:
Are prospects progressing?
Are they moving from awareness into exploration? Are they returning and engaging more deeply? Are digital interactions leading to events, conversations and visits? Where is consideration strengthening? Where are prospects stalling? And where might additional information or reassurance help them continue?
Looking at performance through the lens of the journey helps us understand not only what marketing generated, but how marketing contributed to progress.
That creates a more useful view of performance—and more opportunities to optimize what happens next.
Bringing the Journey Together
When goals, messaging, touchpoints, experiences and measurement are aligned around the customer journey, the many interactions that influence a senior living decision stop functioning as isolated marketing activities and begin working as one connected experience.
It’s how we think about growth at Orchard: start with the customer, understand the journey and connect marketing around what helps people progress.
When we get that right, we create momentum—building relevance, deepening engagement and strengthening confidence at every stage of the journey, ultimately helping people move toward the decision that’s right for them.
